What the AI leaders learned · Klarna
AI took over most support chats, then people came back.
The numbers
What happened
Klarna pauses hiring to focus on AI. Headcount falls about 22%, mostly through attrition.
The company announces its AI assistant is handling most customer chats, in more than 35 languages, doing the work of about 700 agents.
CEO Sebastian Siemiatkowski says the cheaper AI service produced lower quality, and that investing in the quality of human support is “the way of the future.” Klarna starts recruiting people for remote customer service roles, promising there will always be a human if a customer wants one.
The lesson for your business
Klarna measured cost and volume, and both looked great. Quality slipped quietly until it couldn’t be ignored. When AI takes over customer conversations, track satisfaction, resolution and repeat contacts alongside cost from day one, and keep a clear path to a person.
